Employee Engagement the Habitat for Humanity Way

Mahatma Gandhi said “The best way to find yourself is to lose yourself in the service of others.”

What does customer service mean to you? What is “Customer Experience” exactly?
Customer experience comes in many different flavors.

My professional life revolves around discussions about customer experiences and how to make them better. But when I think about it, my personal life does as well – the only variable is who my “customer” is:

  • At work: Our business at Genesys is all about enabling exceptional customer experiences through positive employee engagement, effective customer engagement, and more efficient business processes.  Our direct customers are other businesses that want to improve their processes and strategies, which will ultimately help them to provide the kind of experiences that will keep their customers (and employees) happy.
  • At home: our “customers” are a little different – our families, our friends, our neighbors, the soccer team, the PTA, and even our pets – but isn’t the philosophy the same? We’re trying to provide (and also receive) the most positive experiences we can, given whatever resources we have.

Our customers vary quite a bit of course but, for better or for worse, as players in life and employees in business, the experiences we give and receive whilst walking down every avenue of our lives are what shape us.

Recently I was reminded of this in a very simple but powerful way. Through the Genesys Make-a-Difference program, I had the opportunity to participate in a Habitat for Humanity day with a band of Genesys employees. We all showed up bright and early and bleary-eyed, clutching our coffees and hoping to make a small difference working with this amazing group of humanitarians.

Consider These Numbers

28:     The number of single-family homes being built at Habitat Terrace, which is Habitat Greater San Francisco’s largest development currently in construction.

85:     The percent of construction done by volunteers. That’s a lot of volunteers! Which means a lot of effort spent managing the workforce!

I expected to work hard, measure some boards, hammer some nails. What I didn’t expect was that it would help me remember the basics of employee engagement. (“We the volunteers” being the “employees” in this particular instance). Here are some parallels I found myself drawing to the world of contact centers and workforce planning and customer experience:

  1. When we arrived at the Habitat for Humanity location, folks were welcoming, smiling from ear to ear, making us feel appreciated and valued (a smile goes a long way in the early morning San Francisco fog!). We need to make sure employees feel empowered to make customers feel good. Make sure they are saying and doing the right thing.
  2. They asked us what types of relevant skills we might have (Construction? Painting?). They also asked us what we thought we might WANT to do. Then they assigned us to groups they thought would work best based on our interests and potential skills, but also based on what they needed to accomplish at the site. Making sure the right workforce is in place to meet the needs of the business, customers, and employees alike is the first rule of good Workforce Planning!
  3. They didn’t stress us out with unrealistic goals and demands. They gave us advice (coached us), provided detailed training … and then sometimes reassigned us to different teams if needed. Ongoing skills management is imperative to positive employee and customer engagement!
  4. Throughout the day all of the people on the Habitat for Humanity team came by to make sure we (their workers) were not only doing a good job, but also to make sure we were happy doing that job…and made changes accordingly when needed. Yvonne almost cut her thumb off sawing boards? Fine, move her over to placing and hammering in planks. In this omnichannel world we live in, it is more and more important for skillsets to match the task at hand.

Finally, I’m not admitting to anything in #4 above, but suffice it to say that everyone is good at something. While using an electric saw is perhaps not my forte, I do a splendid job with a hammer (ok, minus the bruised thumb – yes – that happened)! If employees don’t have the right skillsets and aren’t happy and engaged, how can they do a good job? Provide relevant, timely training and watch productivity improve!

So What is the Bottom Line?

Sometimes in our daily grind – especially in a fast-paced, dynamic contact center or customer service environment, we forget to stop and smell the roses and remember what our most important resource actually is – our people! Just like in the contact center, Habitat for Humanity runs a tight ship to make sure the work gets done…and one of their most effective techniques is employee engagement.

Get Back to Basics

Make sure employees are engaged and empowered to drive truly exceptional customer experiences…and make sure your business processes are aligned with the goals and strategies you have to keep your customers coming back! The employees at Habitat for Humanity are driven by their passion for helping others.

What drives your employees? Do they feel valued? Are they engaged?

Happy employees and happy customers equal a happy business! In our world of high-tech omnichannel customer engagement, it’s worthwhile to remember this fundamental equation!
